What “help desk” means when it isn’t a department

The word covers two quite different products, and the marketing on both sides blurs the line.

A help desk in the full sense treats every message as a tracked work item: a ticket with a reference number, an SLA timer, routing rules by priority or tier, escalation paths, resolution reporting and a public help centre your customers search. Freshdesk and Zendesk are built this way, and at high volume the machinery pays for itself.

A shared inbox does the coordination part and stops. One address the whole team works from, with assignment so every conversation has an owner, internal notes the customer never sees, status you can read at a glance — open, waiting, done — and a full history attached to the person rather than the channel.

The searcher typing “small business help desk software” almost always wants the second thing and has been shown the first. What a good week looks like

The case for the category is easiest to see from the weeks when it works. With the whole team reading off the same sheet, the morning check is one filter — what’s waiting, and whose — and covering a colleague’s day off means opening their threads, not asking around. Every conversation visibly belongs to someone, so the reply that goes out is the only one.

Questions travel with the conversation instead of around it. Ask about an order in a note on the thread itself, @mention whoever knows, and the answer stays attached to the customer for the next person who opens it. The per-seat problem

The reason so many small teams open a help desk pricing page and close the tab isn’t the feature list, it’s the billing model. Nearly everyone in this category charges per user per month, so the bill grows every time you invite someone, including the part-timers and anyone who only covers the odd shift. What that does in practice is keep people out of the tool: they carry on reading the shared Gmail account off their phones instead, which is the situation you were trying to leave.

The free tiers in this category are real, and each one caps the thing that grows. As of August 2026: Freshdesk’s free plan stops at two agents. Zoho Desk’s free edition gives you three, on email ticketing alone. Help Scout’s free plan takes five users but caps you at 100 contacts a month — fine in a quiet month, gone the first time trade picks up. A cap on seats turns into a billing conversation as soon as the team grows; a cap on contacts holds exactly until the business does what you want it to do.
